Workflows existed only in people's heads. Every reply took real mental effort — there was no shared reference for which macro to use, when, or why.
We documented clear SOPs, cleaned up their macros, and built a macro reference chart showing every macro, when to use it, and a short explanation why. The team replies faster and more consistently, freeing up headspace for the cases that actually need it, like damage claims.
